Roger, wilco, over and out: when communications need to be crystal clear

I have worked on a couple of projects where my clients and I shared detailed conversations about the work, and I wrote a detailed brief. When I delivered the final case study / white paper / whatever else, it was not what they expected. I’ve been thinking about why this happens.

Divided by a common language

I think it is because the same word can mean different things to different people. A white paper or a case study has a very specific meaning for me and it’s easy for me to assume it means the same for everyone. What is marketing material for one person may be something entirely different to another. It is always worth checking.

These days I try to show people something similar that I have done or ask them for an example of what they want.

What’s our vector, Victor?

It’s different in the world of flying. I have a commercial pilot’s licence and despite what you see in the movie Airplane and all the cliches about ‘over and out’, as a rule communication between plane and tower is very tightly controlled. It has a specific vocabulary.

Here are a few examples from the CAA’s CAP 413 Radiotelephony Manual:

  • ACKNOWLEDGE – Let me know that you have received and understood this
    message.
  • AFFIRM – Yes. [NOT Affirmative which could be confused with Negative on a bad link]
  • APPROVED** – Permission for proposed action granted.
  • CHECK – Examine a system or procedure. (Not to be used in any other
    context. No answer is normally expected.)
  • CLEARED ? – Authorised to proceed under the conditions specified.
  • CONFIRM – I request verification of: (clearance, instruction, action,
    information).
  • CORRECTION – An error has been made in this transmission (or message
    indicated). The correct version is …
  • DISREGARD – Ignore.
  • NEGATIVE – No; or Permission not granted; or That is not correct; or Not
    capable.
  • OUT* – This exchange of transmissions is ended and no response is
    expected. [Not normally used in U/VHF Communications]
  • OVER* – My transmission is ended and I expect a response from you. [Not normally used in U/VHF Communications]
  • REPORT – Pass requested information.
  • REQUEST – I should like to know … or I wish to obtain …
  • ROGER – I have received all your last transmission.
    Note: Under no circumstances to be used in reply to a question
    requiring a direct answer in the affirmative (AFFIRM) or
    negative (NEGATIVE).
  • STANDBY – Wait and I will call you.
    Note: No onward clearance to be assumed. The caller would
    normally re-establish contact if the delay is lengthy. STANDBY
    is not an approval or denial.
  • UNABLE – I cannot comply with your request, instruction or clearance.
    Unable is normally followed by a reason.
  • WILCO – I understand your message and will comply with it
    (abbreviation for will comply)

It may not be obvious from this list that the old cliche “Over and out” is just wrong. It’s either “over” or “out”. Similarly, “Roger Wilco” is silly. Roger means “I heard and understood you” (but might not do what you say) whereas “wilco” means “I heard and understood you and will do what you request.”

Roger Wilco Pennsauken

Roger Wilco is known for its unmistakably strong presence in South Jersey and these days, now so even more. The discount liquor store with the signature dome roof recently renovated its interior for a brand-new modern look. The beer cave, tap station, wine country, and beer hangar are just a few of the improvements that are making the shopping experience easy and fun at Roger Wilco. After months of “pardon our appearance,” the store is ready to start a new chapter and is placing the shopper in the pilot’s seat.

Aside from a new face and revived focus on customer service, the store remains committed to its strong ethos that dates back to 1984 when Elliot and Joseph Arking acquired Roger Wilco. The store was a labor of love for the brother duo, and with grit, patience, and explosive growth of sister company Wines ‘Til Sold Out (WTSO), it grew from a small business to what we see today weathering all kinds of economy. The store is now run by Jamie Arking, who joined the family business 10 years ago after working in biotech and living in San Diego. Heady Times took a trip to the new store to learn from Jamie what it was like running oncology divisions of companies and working with protein chemistry. While there, we also chatted up Roger Wilco’s new store appearance, and their approach to staying abreast of the ever-evolving, high-minded customer.

Heady Times (HT): We are excited about your new look. What upgrades and improvements have you done to the store?

Jamie Arking (JA): We renovated everything! Specifically, the redesign helped clear out older inventory to make room for new flavors and products for our customers. It also helped us move products around and clear up sections throughout the store so that wine, beer, and spirits now all have designated and easy-to-find areas. In addition, we launched a new wine tasting area in the front of the store that is staffed by our on-site Certified Sommelier.

In late September, we celebrated our renovation with family, friends, and the local community during a jam-packed weekend that included a meet and greet with former Eagles player Tra Thomas, appearances, samples, and pairings from local restaurants, and big-ticket raffles and giveaways.

HT: You talk about delivering a high-touch experience to your customer-base. How do you stay on top?

JA: We focus on breadth of product and a spectacular customer service experience. When you walk in everyone is approached. We’re constantly educating employees to have the knowledge they need to help any type of customer that walks through our door.

Our goal is to be the best in class, so we need competitive pricing on everything. We look at our competitors and work towards being first to market with new products. We place a big focus on convenience. It’s all about convenience and to be very competitive the experience in the store must be memorable. We want the customer to walk away saying the store looks great, and the staff is friendly and knowledgeable.

HT: What are some of the ways you’re offering convenience to customers and do you feel like this is just the beginning?

JA: Look around and you’ll notice how the customer has evolved in general. If they want something, they’ll pick up their phone and order it. We are pushing delivery and pick-up hard, with first delivery free, $4.99 all the time, and if you spend more than $60, the delivery fee is $.99. We’re trying to do all kinds of stuff and just launched an easy-to-use app to place an order.

Our priority is still to show that it’s worthwhile coming into the store as it’s easier to see something on the shelf than on your phone. But we know it’s hard to get in sometimes so we have a text “Roger” to 39771 service, and the customer can place any special requests or see if we have something in stock. They are then automatically added to our giveaway pull each month.

Another convenience worth noting is ready-to-drink canned and bottled cocktails, which have taken off. The idea that you are your own bartender opens all sorts of possibilities. I can’t wait to see what comes next in this market.

share of corniness in store. Wilco landed at The Rock this past Saturday (Nov.

9) with a batch of new songs in tow, and owing to the club’s slavish catering

to the (bell)bottom-line, the band were forced to rush through their spirited

set and get it over with before 9:30, because rock ‘n’ roll may never die, but

Disco Inferno night is forever. Alas, the unkindest cut, a rock band being

forced to practically halve their normally two-hour set to make way for a DJ

spinning «Stayin’ Alive.»

Regardless, Wilco gave the not-quite sold-out

crowd what they came to hear, that is, if they came to hear almost an hour and

twenty minutes of new material, rendered in a charmingly loose, bar band

fashion. Nearly three-quarters of the show was comprised of new material, and

even if the audience had not yet had a chance to check out Jeff Tweedy’s

double-barrel stab at rock immortality, they got a good feel for how

all-over-the-map it is thanks to the excellent musicianship of the touring

Wilco band (especially Chicago pal Bob Egan, of the mope country band

Freakwater, who’s filling in on tour for former strings man Max Johnston), who

did their best in a short time to win the crowd over.

Just a half-dozen songs into the set, Tweedy pulled out

the epic «Sunken Treasure,» one of the highlights of the album, and, judging

from the show, soon to be a live staple as well. It opened with dreadlocked

lead guitarist Jay Bennett seated at the keyboard, laying down a church-like

organ intro, after which Tweedy and company tore into the song with an

unself-conscious glee, making a glorious noise one minute, dropping into hushed

acoustic lament mode the next. Tweedy even amended the thesis of the song («I

was maimed by rock and roll/ Got my name from rock and roll, etc.») to «It’s

not the same without rock and roll,» perhaps taking a subtle swipe at his

hosts, maybe just re-iterating point of the song, «music is my savior, I was

named by rock and roll.» The song built to a stage of pure cacophony, with

Tweedy slashing at his guitar and drummer Ken Coomer bashing away at his drums,

the whole thing reeking a little of Neil Young, until the band abruptly dropped

out and slid into the next song.

Wilco were more than half-way through

their set before they played some of the «classic» stuff from their first

album. «I Must Be High,» was dangerously loose, with Bennett playing a funky,

seemingly unrelated counter melody guitar line and the band clearly enjoying

the playful nature of this show, which they could have easily written off, but

turned into an excuse to fuck around with the arrangements and have some fun.

Tweedy, who somehow manages to be both gregarious and shy at the same time,

even good-naturedly joked «that’s another band,» when a wise-ass audience

member shouted out a request, for «Pecan Pie,» from the supergroup Golden Smog,

of which Tweedy is a sometimes member.

«Kingpin,» which on the album is

downright funky, was suitably jacked up live, with Bennett laying down a froggy

bottom and then milking Tweedy’s line «Spinal Tap and Dimetapp,» by flying into

a Tap-like metal solo that was all over the place. Tweedy asked his soundman to

give him some of that «funky shit,» on the mic, by which he meant echo and

reverb and suddenly his lyrics and rants were slingshot around the by now quite

crowded venue. The song kept picking up steam, veering dangerously close to the

rave-up part in «L.A. Woman,» with considerable vamping and pulling back and

Tweedy laying waste to his guitar, handing it back to a roadie with several

strings torn asunder.

The encore brought out the other epic song on

Being There , «Misunderstood,» during which everyone switched instruments

and the band meandered for over seven minutes. At points Tweedy was screaming

his guts out, a la Kurt, in a very convincing fashion and the band thrashed

more like a punk outfit than the neo-country pickers we’ve come to know and

expect. Tweedy hurried up and ended the fuck-and-run gig with a sloppy,

countrified cover of «Will You Still Love Me Tomorrow?,» for which he wandered

off stage into the crowd and crooned up close and otherwise cavorted with the

able to see Tweedy up there on stage, singing in that clear, sweet/sour voice

so surprisingly similar to the one on the album, flicking his cowboy hat off in

a moment of ludicrous guitar orgasm and letting it slip between songs that he
